A lead can be lost even when the contact form works. An enquiry reaches a shared inbox, gets forwarded, is copied into the CRM and waits for a response because ownership is unclear. Useful automation addresses that journey from receipt to assignment rather than merely adding AI-written text at the end.
In CRM and lead automation, a model can help interpret a request or summarise free text. Field validation, duplicate prevention, record creation and permissions need explicit rules. Separating these responsibilities makes the workflow easier to test and maintain.
Define the input contract first
For each channel, define required information: event identifier, receipt time, source, contact details and description of the need. Optional fields must remain optional. A missing phone number is not a failure where email is sufficient.
Record the communication context too: which form produced the enquiry and why the person provided their details. Recording a contact in a CRM does not automatically subscribe them to a newsletter. Consent choices and handling rules should follow the actual intended use. DIGITALNOW's AI Automation service starts with this process mapping.
Separate events, contacts and opportunities
The same contact may submit different requests. Treating an email address as one permanent lead can hide new needs. Creating a contact for every submission produces duplicates. Receipt events, contacts and potential opportunities therefore need distinct identifiers.
Email can support contact matching, but it is insufficient grounds for automatically merging company accounts. Shared inboxes, staff changes and typing errors create exceptions. Uncertain matches should go to human review rather than trigger an arbitrary merge.
Where AI belongs
A description such as “we want to organise documents so our team can find answers” may indicate a company-knowledge requirement. AI can suggest a category, prepare a short summary and flag missing information. These are supporting fields, not new facts replacing the original message.
Keep the original available to the owner. Instruct the model to use only what was stated and distinguish information from assumptions. Prompt engineering defines the output format, permitted categories and behaviour when a match is unclear. An invalid output must not advance just because it sounds convincing.
Assignment with clear rules
Assignment rules should be explainable: service, area of responsibility, existing client or available team. An uncertain AI category must not make a request invisible to everyone. The default route should reach a named triage owner.
Notifications should contain an identifier, CRM link, summary and assignment reason. Owners need a way to correct the category and transfer the request. Those corrections support subsequent evaluation, provided they are recorded without unnecessarily reproducing personal information.
Retries without duplicate actions
A webhook may be repeated if its sender does not receive timely confirmation. The workflow should recognise the same event through a stable key and check whether it has already been completed. A retry must not create a second record, notification or customer email.
Track separate states such as received, validated, recorded and assigned. If only the notification fails, the contact need not be recreated. Define retry limits and an exception queue for persistent failures. During testing, replay a submission twice and inspect the actual CRM rather than relying on a green workflow indicator.
Test before activation
Use a complete request, one with no description, a repeated submission, a message containing two distinct needs and a case where the CRM is unavailable. For each, specify the expected record, assignment and permitted communication.
Initially, external responses can remain drafts for human approval. An automated internal summary does not justify an automatic price, timeline or promise. If an automatic acknowledgement is later introduced, its copy and exceptions need separate agreement.
Measure after implementation
Measure time to recording, assignment and the first substantive response. Track duplicate records, category corrections and requests left without an owner. Successful-run rates are useful technical signals, but do not demonstrate that sales used leads more effectively.
Compare similar volumes and types of enquiry before and after. Include review time and exception handling. An initial AI consulting assessment can establish this baseline before the workflow is installed.
Frequently asked questions
Do we need a different CRM?
Not necessarily. We examine the current system's integrations, permissions and limitations. Changing platforms needs its own justification.
Will AI respond directly to the customer?
Only if that is an agreed part of the workflow. A first stage can be limited to recording, internal summaries and response drafts for approval.
What if the category is unclear?
The request goes to a triage owner, marked as requiring assessment. It does not disappear because the model could not choose a category.
How do we know no requests were lost?
Reconcile initial events with final records and logged exceptions. Every event should have an identifiable final state.
