An external SLA cannot be met when support waits indefinitely for other teams. An internal SLA establishes who takes ownership, which information is needed and when each request type is escalated.
Separate response from resolution
The first acknowledgement, diagnosis and final resolution have different timings. Do not promise resolution for a problem that requires an unknown amount of investigation.
Classify by business impact
Consider user numbers, interruption of critical work, data and available workarounds. The requester's intensity should not determine priority on its own.
Define the required handover package
Logs, timestamps, the account, reproduction steps and recent changes should accompany an escalation. Input quality reduces back-and-forth messages.
Assign an owner at every transition
A ticket must not lose its owner when it moves between teams. Record acceptance, the next update and the escalation route if nobody responds.
Review actual breaches
Examine whether capacity, information or correct classification was missing. Do not treat every breach as an individual failure without changing the system.
